七月中旬,Thompson的3000个瓶子做好了。林薇安排了订舱、发货、出提单,整个过程还算顺利。货物预计八月第一周到达加拿大。

八月六号上午,林薇刚坐到工位上打开邮箱,就看见一封标题全是大写字母的邮件——“VERY DISAPPOINTED——URGENT”。

发件人:Thompson。附件是二十几张照片。

林薇一张张点开看,手心里开始冒汗。照片里是抵达客户仓库的货——丝印有几处轻微的偏位,个别瓶口边缘有小气泡,还有一个瓶子底部有一道细纹。客户在邮件里说:“This is not the quality we agreed on. I'm considering returning the entire shipment. Please tell me how you will handle this.”

林薇深吸了一口气,没有急着回复。她把所有照片按问题分类:丝印偏位、气泡、底部细纹。然后她拿起电话打给老陈,让他调出这批货的品检记录和出货前的留样照片。

老陈十分钟后发来了验货记录和留样照片——出库前抽查的样品没有发现大面积问题,但记录显示这批货的丝印确实有轻微偏差,在行业标准范围内,但客户期望的是零偏差。底部细纹那一个属于个别次品。

林薇把信息整理完,没有急着辩解“行业标准允许这个误差”。她做了一份解决方案清单,分成两个选项,发给客户:

“Option A: We cover the cost of reworking the silk-screen on the affected pieces at our factory. You ship back the affected batch by sea, we reprint and re-ship within 15 days after receiving. We cover round-trip shipping.

Option B: We provide a 10% credit on the next order for all pieces with any visual imperfection. The credit can be used any time within 12 months. We will also send you replacement pieces for the ones with bottom cracks by air, free of charge.

Please choose the one that works best for you. We will not push back or make excuses——we want to fix this.”

电话那头沉默了几秒,Thompson忽然说话了,语气比邮件里平缓了很多:“You are the first salesperson who called me and didn't start with an excuse.”

林薇握着手机没说话,等客户继续说。Thompson停了一下:“I'll take Option B. The product is usable, but I need you to improve the printing alignment for the next batch. And please send those replacement pieces by air.”

挂了电话之后,林薇靠在椅背上,把笔记本翻开,在新一页的开头写了三行字:

“客诉处理三原则:
① 拿到问题先分类整理,别急着回复——把客户的抱怨拆成可操作的具体问题
② 给出两个以上备选方案让客户选,别只问‘你想怎么办’——你是解决方案提供者
③ 第一时间电话沟通,比来回邮件拉扯效率高三倍”

她把笔记本合上的时候,窗外正下着武汉七月底常见的一场急雨,雨点打在玻璃上噼啪作响。
